Service with a smile en oprechte aandacht, het werkt.
βHow may I address you?β vraagt onze host Mustika. Yep, thatβs me.
βIt is not so busy, so I can offer you an upgrade to one of our villas with a private pool. Special offer for you.β
βNormally it is 150 SGD,β brengt Mustika nog in.
βAh, yesssss, Mrs Maaike. So it is 80 SGD plus plus, so with tax and service costs of 21% in total.β Als ik hem zeg dat ik dat niet helemaal zo begrepen had, herhaalt hij β met de meest innemende glimlach: βYesssss, no worries, it is plus plus, Mrs Maaike.β En hij sluit af met een hartelijk: βYour villa is ready and I hope youβre enjoy your stay.β

Parijs???!!

βGood afternoon, Mrs Maaike and Miss Marit.β
βYesss, Mrs Maaike,β glimlacht Mustika, βthe transfer is 1Β½ hours, and there are other guests as well, so pick-up time is 11:30 AM.β
Service with a smile
Service with a smile en oprechte aandacht β het werkt.
Schrale troost.
En anders β¦.. Karen mode

Arriving in Paradise – Bintan Island
Weβre spending (yet again) a few days in paradise. We, this time, means my daughter and me. This time the paradise in question floats just off the coast of Singapore: Bintan Island. After an hour on the ferry and another hour by car, we arrive at The Residence. Weβre greeted with a refreshing drink and that familiar warm Indonesian hospitality. I know #ToughLife.
Ibu Maaike and the Plus Plus Surprise
βHow may I address you?β asks our host, Mustika. Soon I become Mrs Maaike or Ibu Maaike, which, as I later confirm with the help of friend Chad, means βmother.β Yep. Thatβs me.
βIt is not so busy, so I can offer you an upgrade to one of our villas with a private pool. Special offer for you.β
Thatβs three marketing buzzwords my daughterβs ears are absolutely tuned to: upgrade, private pool, special offer. Naturally, I ask what this βspecial offerβ actually means. βJust 80 SGD extra per night.β
A bit steep, I think, and I say so. βNormally it is 150 SGD,β Mustika adds with a smile. To my right, I see a smile forming. βMum, how much is that in euros?β and βI can treat this one!β
I do some quick math out loud: βSo 80 SGD is 320 SGD total for four nights.β Mustika beams and repeats, βYesssss, Mrs Maaike, it is 80 SGD plus plus, so total is 320 plus plus.β
My daughter is already sold. Before I can even change my mind, the card machine appears, and I swipe while Mustika hands me a receipt with a million-something in IDR. I shrug, itβll be fine.
Plus, Plus – a Million Extra
While waiting for our villa to be ready, we decide to have lunch. Perfect timing. Once again, weβre welcomed like royalty. As we place our order, I hear the now-familiar line: βMay I repeat your orderrrr?β followed by the signature sing-song βYourrrr Welcommmmmβ when I thank them.
Double-check mode kicks in. I pull out my receipt and run the numbers through a currency converter. Turns out weβve paid roughly a million more than we should have. When Mustika brings us our room key, I point out the discrepancy.
βAh yesssss, Mrs Maaike. So it is 80 SGD plus plus, so with tax and service costs of 21% in total.β I gently explain I hadnβt quite understood it that way. He flashes his most irresistible smile and replies: βYesssss, plus plus, it is all correct, Mrs Maaike. Your Villa is ready, I hope youβre enjoy your stay.β
What can you possibly say to such kindness? Even my inner Karen stays silent. The villa, the private pool, the smile: itβs all just delightful.

Bonjour, KLM
The next morning, my daughter wakes up to less delightful news: an email from KLM. Subject: βTicket for your upcoming trip.β It begins with βThank you for your trust in KLMβ and ends with a flight confirmationβ¦ via Paris.
Paris???!!
Long story short: her direct night flight has been cancelled. The alternative? A day flight, eight hours later, with a layover in Paris. The appβs rebooking function doesnβt work. Her WhatsApp message to customer service goes unanswered for hours. Thankfully, with some creative clicking, she manages to change it into another direct flight, a day earlier.
But the paid-for extra legroom? Nowhere to be found. When customer service finally replies (hours later), the answer is brief: No other seats. No other options. Refund for the upgrade? Sure, just fill out a form. Or, alternatively, resubmit all the details via chat. βBut donβt you already have all my info?β she asks.
The responses are short, unhelpful, and the long gaps between questions and answers make it hard to call it a βconversation.β When she asks if sheβs chatting with a real person, silence follows.
We fill in the refund form ourselves, sip a cocktail, or two, and play a few rounds of Duizenden (affectionately renamed Dirty Ria in our family).

Stretching Paradise (or at Least the Checkout Time)
As we stroll back to our villa, weβre warmly greeted at every corner of the resort with a sing-song βGood afternoon, Mrs Maaike and Miss Marit.β
We make a quick stop at reception. Our boat back to Singapore departs at 2:35 PM tomorrow, but according to the briefing in the app, our pickup is scheduled for 11:30 AM. That feels a bit too early. Our mission: stretch that check-out just a little bit further.
βYesss, Mrs Maaike,β smiles Mustika. βThe transfer is 1Β½ hours, and there are other guests as well, so pick-up time is 11:30 AM.β
Once again, the unwelcome message goes down like a soft layer of spekkoek. βYour welcommmmm,β he says with the well known big smile.
We laugh our way through the puddles back to our villa, where everything has been made up and smoothed over in our absence.
Service with a smile
And then, finally, a reply from KLM customer service.
Yes, sheβs chatting with a real person.
No, the name of that person cannot be shared, privacy policy.
And yes, sorry to hear sheβs not satisfied with the service.
Service with a smile and genuine attention, it works. In Indonesia, theyβve mastered it. At KLM, itβs been budgeted away.
βThank you for your trust in KLMβ?
Hmm⦠that line might be just a little premature.
Letβs hope they honour the refund.
Then our villa upgrade will been covered.
Small consolation. Win-Win.
Or elseβ¦. Karen mode.
Yourrrr Welcome.
